How to respond to negative reviews
4 min read · Updated 28 October 2026
A negative review is not the end of the world. Future customers mostly look at how you react. A calm, specific reply can do more for your reputation than one more good review.
The five-step formula
- Thank them for their time, even if the review is harsh.
- Acknowledge the specific problem, not with a generic apology.
- Explain briefly what happened if it helps, without endless justifying.
- Say what you are changing or have already changed.
- Invite them to talk directly (phone or email) to sort out the rest in private.
Example
The review: "I waited 40 minutes for my order and the coffee arrived cold."
The reply: "Hi Andrei, and thank you for writing. You're right, 40 minutes is far too long, and your coffee should have arrived hot. On Saturday we were one person short at the bar; we now always have two baristas at weekends. We'd love to talk; you'll find our number on our profile. The Café X team"
Mistakes to avoid
- Replying in anger. Wait an hour, reread, then post.
- Arguing with the customer in public or sharing details about them.
- Offering something in exchange for removing or changing the review. You can fix the problem (for example, redo a service), but with no condition tied to the review.
- Pasting the same reply everywhere. People notice immediately.
If the review is fake
If a review breaks Google's rules (spam, conflict of interest, offensive language, not about a real experience), you can report it from your Google Business Profile. While it is reviewed, reply briefly and politely, without accusations.
Hear about a problem before it goes online
Many unhappy customers would tell you directly what went wrong if it were easy. On a Recenzio card page you can add, next to the Google review button, a "Tell us directly what we can improve" button. Every customer sees the same buttons and chooses for themselves; nobody is asked for a rating first.
